2. autoLOTO Client and Application Support Services Deliverable

2.2.1  Defined Terms

2.2.1.1 Product is the autoLOTO software.

2.2.1.2 End Users are authorized users of the Product.

2.2.1.3 Support Ticket Prompt is a notification by an End User of an issue with the Product; functional or otherwise.

2.2.1.4 Point of Contact (“POC”) is the point in time when the End User’s Support Ticket Prompt is received by either of the Parties.

2.2.1.5 Active Support Response is the point in time when either of the Parties contact the End User who originated the Support Ticket Prompt in reference to the Support Ticket Prompt. The contact must be calculated to provide a solution or request further information.

2.2.1.6 Support Activity is action taken by autoLOTO to resolve an issue related to the Product.

2.2.1.7 Response Time is the duration of time between the Point of Contact and the Active Support Response.

2.2.1.8 Resolution Time is the duration of time between the Active Support Response and the resolution of the Support Ticket Prompt. Typically, Resolution Time is measured in minutes of Support Activity.

2.2.1.9 Escalation Time is the maximum number of minutes after the Point of Contact that the support technician can spend on an End User’s issue before the support technician must escalate the issue.

2.2.2 Scope

autoLOTO provides technical support to all End Users in a professional and informative manner. autoLOTO is dedicated to servicing the technology support needs of all End Users by providing detailed resolutions and general system information for common problems.

2.2.3       Services

2.2.3.1Availability of Product

autoLOTO strives to have 100% Product uptime for End Users.

However, the practical service commitment expected from autoLOTO is that the Product will be in an uptime state for 99.999% of any given month. Any month that has an uptime state less than 99.999%, but more than 99.900% will be considered acceptable, and the Parties will not seek or be entitled to redress.

Monthly uptime will be calculated by computing the number of minutes that the Product was in a non-Uptime state, and subtracting that number of minutes, represented as a percentage of minutes in the calendar month, from 100%.

The following events are excluded from any non-Uptime minute attribution:

  1. Coordinated application update windows, to last no more than 5 mins, and an average of 2 mins.
  2. autoLOTO will coordinate with client leadership team to determine the best time to push application updates to minimize all operational impact.  It is important to note, that during a server reboot (2 mins) for new application updates, all information is still accessible, and the only loss of service is the physical ability for the app to handle data set edits, place locks, and remove locks.
  3. Service disruption due to the failure of a third-party, e.g. infrastructure related outages, network routing outages, or customer related WAN access outages.

iii.          Service disruption due to Force Majeure, including, but not limited to, natural disasters, war or acts of terrorism, or Government actions.

2.2.3.2Backups and Maintenance

autoLOTO will ensure that routine operable backups and snapshots are made. Operational backups will be made at least daily and kept for at least 40 days. Snapshots should be made every four hours or more often, as commercially reasonable (e.g. prior to a new site rollout) and maintained for at least one week on an encrypted cloud server. Additionally, a full image backup should be maintained for each site for at least three (3) months after completion of service at the site. This full image backup may be an initial image with subsequent snapshots.

Should a backup need to be deployed, autoLOTO will be responsible for deployment and restoration of the environment to a state as close as possible to the time of failure or time designated by autoLOTO.

autoLOTO will have appropriate maintenance windows. The maintenance windows will not exceed a commercially reasonable length and will occur at a time calculated to minimally impact End Users’ use of the product. Calculation of maintenance windows includes communication with client to address individual customer needs.

“After Hours” support response means Support Activity or a Support Request requiring autoLOTO to provide support outside regular business hours; between 6:00 p.m. to 7:00 a.m. on all non-holiday weekdays.

“Holiday” support response means Support Activity or a Support Request originating on or requiring AutoLOTO to provide support on a federally recognized holiday, as defined by the Office of Personnel Management and 5 U.S.C. §6103.Backups and Maintenance

2.2.4       Ticket Handling

Support Ticket’s will be generated by authorized client users. Each Support Ticket will be assigned a unique identifier based on the Support Ticket Prompt. The unique identifier should innately identify the origination of the Support Ticket Prompt by End User location (e.g. site) and Support Vector.

2.2.4.1 Support Level Tiers

Tier 1 – autoLOTO Help Desk

The autoLOTO maintained Help Desk provides basic customer support for issues such as basic usage problems and fulfilling Support Ticket Prompts that require basic IT involvement. If the help desk is unable to provide a resolution to the presented issue, the Help Desk escalates the issue to the appropriate tier.

autoLOTO will provide support of the Product for Tier 2 issues. For example, errors or incorrect data issues caused because of faulty configuration. The autoLOTO Product Team shall work with the End User to diagnose, correct, and deploy a resolution to the Support Ticket Prompt. All issues that the Help Desk is unable to resolve will be escalated to Tier 2.

2.4.2       autoLOTO is an electrical safety mobile application, that also contains a web-based interface, that is designed to duplicate a client’s electrical engineering drawings.  The data input from these drawings will only relate to the correct execution of LOTO operations, and compute isolation points for equipment being tracked in the autoLOTO electrical node data set. It provides a linear process, with a series of confirming phase gates, to ensure procedural compliance to existing LOTO standards and regulations. It tracks User interactions with the electrical node data set of specified equipment and stores all tracked data for future retrieval in an encrypted cloud-based server. The Worksite Manager Interface allows remote visibility and activity notifications for approved Users from a laptop or computer. It also allows for User onboarding, User management, and upkeep of the electrical node database. autoLOTO requires a Wi-Fi or cellular data connection to operate and a relatively modern mobile device to successfully use the mobile application.
